Corporations continue to get blindsided by social media –which of course, is just a representation of underlying customer or product issues that should be fixed. Companies respond in three ways: 1) Ignore it and do nothing at their own peril, 2) Are responsive but not necessarily in control 3) Assert themselves and be proactive –even during a crises.   The following three examples highlight companies being proactive in the third effort –and analyzes their end result.

AT&T Evangelist Softens Support Woes –For The Short Term
Large telecommunications giant AT&T has had a reputation for ineffective coverage and support –an ailment common the bigger companies get.  Recently, the iPhone community in both NYC and SF in particular have shouted out against the service and dropped calls they receive (my own company has witnessed this ourselves).  As a result, they launched Seth the Blogger Guy, in this video that addresses the conversation head on.

Danger:  Customers were mounting an online revolt by complaining about AT&T service. Thanks to Gene for the submission.
Action: AT&T launched an evangelist program to educate, explain with a personal touch to take on customer complaints.
Risks: Critics have blasted this effort, suggesting Seth really isn’t a blogger, and point out that he’s really a member of the PR Agency Fleishman-Hillard.
Results:  This is still unfolding but I’ll make a call anyways.  This is a PR effort designed to quell off a rebellion that we heard and are responding. Despite the good intentions, AT&T will need to fix the customer issues, or this will simply be remembered as lipstick on a pig.  Secondly, this is an opportunity for the actual engineers and technicians to become the true stars of the company –give them a platform to speak beyond the PR team.

Cisco Fatty Embarrasses Herself –Resulting in PR Cleanup
Tech giant Cisco recently made an offer to an intern in silicon valley to work in their San Jose office.  This not-so-savvy individual tweeted out “Cisco just offered me a job! Now I have to weigh the utility of a fatty paycheck against the daily commute to San Jose and hating the work.” to her small network not realizing Cisco employees are monitoring the Twittersphere.  One replied back “Who is the hiring manager. I’m sure they would love to know that you will hate the work. We here at Cisco are versed in the web.”  This spun into a media blitz, including a MSNBC article, and even Oprah calling and requesting both parties join the show.

Danger: Even would-be employees can put a brand in danger as the open conversation cascades across the web.  This young woman embarrassed herself and the company –yet in reality, her behavior is akin to Generation Y’s vocal ways.
Action: Cisco responded in an adult-like way, not trying to draw any more damage to this young woman.
Risks: Cisco’s employees who blasted back put the company at risk as ‘picking on her’ need to have an internal crises team to lean on –before responding.
Results: For Cisco, this was handled in an ideal way, and a lesson to learnt by all.  Of course, the real question needs to be answered: why would this individual hate the work?

EA Sports Counters YouTube Attack
Video game maker EA sports is not immune to product faults.  In fact, a recent Tiger Woods golfing game had a glitch that allowed Tiger to walk on water and hit the ball –in which the YouTube community dubbed the “Jesus Shot” by member Levinator25 which has nearly a million views pointing out the games flaw.

Danger: All products have faults and now they are shown directly on YouTube, and other social sites
Action: EA Sports took the critic headon, and released this ‘response’ video showing Tiger –well, doing his thing.
Risks: This was a risky move.  Not only does it highlight the games errors, but it risks embarrassing Levinator 25 and igniting futhur rebellion.
Results: This was a clever response from EA, but unfortunately, it’s not scalable.  With every product likely to have an error, companies cannot afford to have response videos with celebrities.  Instead, launch communities that empower customers to submit problems and fixes –outsourcing support and development.

The conversation is just starting, submit your own example of a company being blind-sided by social customers and how they responded shifting negative energy into positive.

We continue to see that communities will continue to gain more and more power as they lean on each other to make decisions, support each other, and share their lifestyle. What happens to agencies that traditionally serve brands?

Seem far fetched? Not really. We’re already starting to see bits of this: I’ve seen user innovation in car forums, Facebook groups, and networks of mommy bloggers. Or take for example UserVoice , GetSatisfaction or Ideastorms that allow communities to define what features they want with products.

Imagine for a second that these communities, say bike-enthusiasts, or young mothers, or even home-theater-fans could start to define using organized innovation tools what products and features they want. What if Doc Searls vision for Vendor Relationship Management systems (where consumers define what products they want –brands bid for them) takes off?

With communities in the driver seat over product, a shift will happen as communities can define the spec of future products and therefore multiple brands will bid for their business. As a result, we should expect the agency model to flip over, where PR agencies start to represent communities of customers –rather than brands.

What if these communities (we’re likely all part of at least one) started to band together and used UserVoice to define what we want? What if a savvy agency saw this, and decided to take our ideas to market on our behalf?

What could this wacky idea look like? These PR agencies would take the community defined spec to brands, bid for the top design, and even help negotiate the terms. As a result, they could skim profits off the transaction, or maybe offer new services such as community support, or organize events. Either way, if they stay as the conduit between them. Some users in Twitter mentioned this already happens, that agencies represent communities in non-profits, or at the chamber of commerce, but I’m thinking much broader, into the context of commerce.

Perhaps it won’t be that polar, existing agencies that represent brands will adopt the right skills and relationships, and will retain their relationship with brands. If you’ve access, a forward looking report called the Connected Agency discusses how this could work.

Update: we’ve now 40 comments below, and without a doubt the wisdom from the commentators is greater than the original assertion. I think one key finding from everyone is that this trend is far greater than PR, and impacts all agencies, and marketing as a whole. Secondly, it’s difficult to determine who these agencies will monetize, and some suggest they’ll go away all together. We’ll keep on exploring this topic, I’ve some new ideas on consumer crowdsourcing that I’ll blog soon. Thanks for being part of the dialog.

PR Scorecard For Social Media Vendors

I really want to hear about the great things your company is doing. In fact, I’ve pretty much dedicated my life to this industry, and you can tell by efforts I’m really listening.

It’s important to remember that social media vendors need to walk the talk, and that means demonstrating your social media prowess that you are claiming to sell. I’m all for press releases, they have a specific purpose, but I won’t link in my digests, regular blog posts, twitter and maybe even my reports if you don’t demonstrate how you’re part of the discussion using the very tools you sell. Engage us with a blog post, invite your clients to comment, create a video demo, walk us through the new changes, maybe we’ll embed it, create a community or a wiki to show where customers can go to get support.


Social Media Vendor Announcement Scorecard

  • Pathetic: Do nothing
  • Poor: Press release, no social media
  • Ok: Press release, social media announcements
  • Good: Attempt to create a conversation in your market
  • Great: Create a conversation in your market, that has a life of it’s own and spreads, with no need of a press release
  • Extra credit: Bonus points for using your actual product.


    Vendors, rate your PR firms, are they good? great? PR firms, what has your client done in the past? Can you amp it up for them? PR folks, you have a business opportunity here. Given that recent research shows predicts about 20% in many key areas, here’s an opportunity to help your clients be more successful–and convincing of their releases.

    Hell, I have to hold myself accountable too, it would be ridiculous for me to stand in front of a client without actually using the tools I cover, so vendors, you can scrutinize me in return. Let’s check each other, and make sure we’re really doing what we say we do. I could have been mean about this and started a ‘walk of shame’ list and egg-faced companies and PR folks, but we’ve seen enough of that, I hope this helps, I’d rather be constructive.

    The USC School of Communication contacted me about their latest study based of 200 PR agencies to find out the impacts of their business during a recession. The report and press release have lots of great data and there are dozens of graphs in the presentation, so in the usual web strategy style, I’ll boil down what’s important to business folks –from an industry perspective.

    By The Numbers: Key Takeaways from Forecast Report of PR Firms

    Budgets: Half of firms to suffer from 20% reduced budgets
    The report indicates that “Half (51%) of responding organizations indicated their FY 2009 PR/communication budgets were smaller than what they actually spent in fiscal 2008, by an average of 19%” (reduction rate). This means that half of PR agencies have had a reduction, right about 20%. On the good side, there was some growth “Surprisingly, 18% of the responding organizations indicated that their PR/Communication budgets actually increased from FY 2008 to FY 2009, by an average of 14.2%.” Although the report warns of some caveats in comparing year to year growth. The remainder of respondents (31%) showed no change, although there’s some weighing to the overall economic changes.

    Layoffs: 20% to expect headcount reductions
    The report indicates that most will not have any changes “For the current (2009) fiscal year, 73% anticipate no changes in staffing levels”. Although there some anticipate growing their company, and will increase the staff size 15% “7% anticipate growth, of about 15% on average”. Perhaps the most disconcerting numbers is that one fifth plan to have staff reductions “A fifth (20%) anticipate that staff reductions”. How many will be laid off? according to this survey, on average, over a quarter of the company will be cut “averaging to 27%, will occur at some point during the year.”

    Compensation: 21% will reduce salary
    The report reads that: “For 2009, 56% anticipate compensation freezes, while 21% believe they will have to reduce compensation by an average of 11.7%”. Over one fifth of firms will reduce their compensation, and take about a tenth of their paycheck slices. Now is not the time to buy that new car.

    Summation of Findings: What You Should Do
    Things don’t look so rosy for the PR industry, but they’re not alone, this is impacting just about every other industry. 20% will have headcount reductions and same with compensation. Actually, that number (20%) is what I’m hearing across other industries, it seems to be a common number that I’m hearing from other sales and executives their being impacted with. That’s of course, small data bits, and not anything scientific. The key trend here is that across the board, most firms will trim their workforce, have less money to work with, and most will not be getting raises.

    PR Professionals Must Skill Up
    Let’s be honest, those in the 20% that are going to get cut are those that aren’t delivering value to clients –or aren’t guiding the company in a strategic way. Let’s focus on the account folks first. Those that are customer facing and are doing the work for brands, need to stay current with their current skill set. If you’ve not developed social media skills by now in 2009, you are behind, and those that already experimented and folded into practice have a couple of notches in their belt, and experience matters second to having a strategy.

    Secondly, those that are management need to quickly adjust the PR firm to offer more outputs for clients than ever before. Understanding not only how to deliver the traditional PR deliverables of strategy, positioning, influence, and monitoring need to also be aware of the changes that are happening in the digital realm as social adoption increases during a recession, and the growth of mobile devices.     Buyers Should Renegotiate PR Contract
    This one is going to raise hell with PR professionals, but if you’re a buyer of PR agency services, you should renegotiate your fees and contract at a reduced rate. The market simply has changed, and as with every other industry, demand and supply, cause changes. Now, this isn’t to suggest you cut rates and lose the quality of service you’re getting, but figure out what areas the firm is not providing value and reduce those services. On the other hand, you can try to increase your budget with these firms, and ask for services greater than you could have afforded in an upswing, now that you, as the buyer, are in clear control. Update: A marcom director at a large tech company tweeted she already renegotiated her contract with their PR firm, locking them in for a year, at probably a reduced rate, this is both good for the firm and brand as it keeps the cash flowing.

    Lastly, it’s not as bad as it sounds, it could be worse, you could be in the newspaper business.

    That’s my take on this helpful report from USC, I’d love to hear your reactions what PR firms, PR professionals, and buyers should do.

    It’s entertaining to watch how the PR industry self-spins, in this latest dust up regarding a tweet by James Andrews, an executive who works at Ketchum, a well known PR agency.

    James is accused of bad form, and his company had to backtrack when he posted this tweet on the way to visit his client Fedex: “True confession but I’m in one of those towns where I scratch my head and say “I would die if I h ad to live here!” it caused angst with the ‘location sensitive’ client, and they issued this comment, apparently on this blog (update: this may have been an email from Fedex to Ketchum), after it was run up the Fedex flagpole.     Mr. Andrews,

    If I interpret your post correctly, these are your comments about Memphis a few hours after arriving in the global headquarters city of one of your key and lucrative clients, and the home of arguably one of the most important entrepreneurs in the history of business, FedEx founder Fred Smith.

    Many of my peers and I feel this is inappropriate. We do not know the total millions of dollars FedEx Corporation pays Ketchum annually for the valuable and important work your company does for us around the globe. We are confident however, it is enough to expect a greater level of respect and awareness from someone in your position as a vice president at a major global player in your industry. A hazard of social networking is people will read what you write.

    Not knowing exactly what prompted your comments, I will admit the area around our airport is a bit of an eyesore, not without crime, prostitution, commercial decay, and a few potholes. But there is a major political, community, religious, and business effort underway, that includes FedEx, to transform that area. We’re hopeful that over time, our city will have a better “face” to present to visitors.

    James, everyone participating in today’s event, including those in the auditorium with you this morning, just received their first paycheck of 2009 containing a 5% pay cut… which we wholeheartedly support because it continued the tradition established by Mr. Smith of doing whatever it takes to protect jobs.

    Considering that we just entered the second year of a U.S. recession, and we are experiencing significant business loss due to the global economic downturn, many of my peers and I question the expense of paying Ketchum to produce the video open for today’s event; work that could have been achieved by internal, award-winning professionals with decades of experience in television production.

    Additionally Mr. Andrews, with all due respect, to continue the context of your post; true confession: many of my peers and I don’t see much relevance between your presentation this morning and the work we do in Employee Communications.

    Apparently, some took offense, and tweeted and an interesting exchange started to happen, as the conversation ensued also on twitter. James then stood by his guns, explained his stance and apologized and helped explain what happened on this own blog (followed by a post by his own wife).

    A few takeaways

  • While showing a bit of misjudgment, (there are many other ways he could have expressed his opinion) I’d rather hire someone who was honest and transparent first. Gawker agrees
  • Fedex employees need to have some fun with the online conversation, the reaction was a brutal and excessive, but it’s clear that this was a trigger for other axes to grind.
  • Personal opinions must be kept in check when it involves clients and customers.
  • Twitter is often taken out of context, it’s happened to me. Intent isn’t always clear.
  • The PR industry likes to spin it’s own top, and I’m adding to it right now.
  • James Andrews is better off for this, and I admire him for weathering this storm.
  • Rule of thumb: (fitting, if you tweet from a mobile device). When you tweet, you’re publishing, don’t say anything you wouldn’t say to someone’s face, and assume that your current and future boss, wife, and mother are reading it.

    This post is a response to last night’s event at the Horn Group called Is Social Media Killing PR? Sam Whitmore moderated Kara Swisher (media), and Susan Etlinger (PR) and me (analyst) for a lively debate, which resulted in the crowd chiming into the issues. I don’t think the conversation evolved as far enough as I wanted to see it go, so here’s what I wanted to share.

    For years the Public Relations industry has ironically one of the worst reputations –esp since they are hired to look after the reputations of their own clients. Things only got worse as some brands got punk’d; the introduction of self-publishing tools that allowed anyone to connect to each other using social technologies, causing a shift in power. We’ve already talked to death about the risks and the changes that are happening to this industry, yet I’m hoping to elevate the viewpoint out of the gutter and focus on the larger opportunities –and risks at the industry level.


    Four Business Opportunities for the Evolved PR Agency:

    1) Enhance Existing Functions
    First of all, some things that are already in place need more focus, for example, it was discussed last night that now that influencers (press, media, bloggers, analysts, customers) can directly be reached by clients –PR professionals can be bypassed. In fact, when you look closely, everyone’s doing press, analysis and media.

    A) Be a filter for clients: There’s a tremendous amount of noise now being created, creating an opportunity for PR folks to filter, sort, and prioritize what matters. You’ll need both access and understanding of brand monitoring tools as well as the ability to see patterns in the noise.
    B) Council rather than conduit: Although strategic council has been happening for many years, now that clients and influencers can connect directly, this could result in a business shift resulting in more focus on coaching, less on pitching. Mary Trigiani suggests the same.
    C) Extend Social Strategy: Most firms don’t have a strategic response to social media across the whole firm. While the young digital natives may use these pervasive tools, they lack strategic insight, yet the immigrant executives don’t fully understand how these tools change the communication lines.

    2) Differentiate
    Two potential customers were at the event, and both lamented that they can’t tell the difference between one firm to another –they all offer similar promises and relationships. The opportunity for PR firms to be more vocal in the areas of expertise they provide are at hand. PR firms should become part of the community they serve –regardless of the client they have on the accounts receivable. Instead, be known as the expert firm in your industry, not just pitching, but also serving and helping beyond your clients needs. There’s a business opportunity here for some smart entrepreneur to create a VRM system that allows clients to recommend PR firms to other brands.

    3) Extend to the Entire Customer Lifecycle
    I alluded to this yesterday in the panel, but this is perhaps the single largest opportunity for the evolved PR firm. As we know “Public” relations involves prospects and customers, social technologies mush up the lines between when this starts and stops. As a result, PR firms how learn how to offer value to other areas of the organization beyond corporate communications can find new revenue buckets in product marketing, product management, product support, and beyond.

    4) Fix Your Own Damn Reputation
    I’ll hit this again: it’s very ironic that an industry so focused on keeping the image of their clients reputation pristine is unable to shine their own shingle. Use these social tools to tell your story –and to get your clients to tell your story –on your behalf. Although the HORN group was the only firm to take this challenge head on, the industry as a whole needs to fix this, but it can’t be insular within the PR community, but looking outside the circle of pros.

    Monitoring and Managing a Brand

    With your brand being mentioned so many places online, it’s a difficult task to manage how it’s positioned and where it appears –in fact, in many ways, you can’t control the brand, as it’s now ‘owned’ by those who talk about it (or always has been).

    Now, if your job is to be the caretaker of your company’s brand, or you’ve been hired to do so as a PR firm, you should keep on eye on how it’s positioned on Wikipedia (and follow these rules on how to update it), if you’re in the social media space, also monitor and manage Tradevibes, Crunchbase, and now Appappeal.

    With the recent concerns about brandjacking, or getting your brand punk’d, this helpful tool user name check can quickly scan the popular (and not so popular social networks to find if your company’s name (or personal) has been taken. The service sometimes goes down, so be patient with it.

    On a related note, Mukund suggests here’s some targets PR folks should look at when pitching social media companies, I left a comment suggesting a few others, maybe you can help him round it out. Targeting team blogs like centernetworks, or other influentials may yield a better spend on time and effort –I’m nearly tapped out in time reviewing products.

    There’s been a lot of trash talk about the PR industry (again), this time a small group of successful CEOs (and VP bloggers) claim they don’t need public relations efforts. When you look closely, you realize, this is true, as they’ve primarily made it part of their ongoing effort as media experts –they’re using their own tools to reach out to folks. On the other hand, most companies don’t have CEOs that can afford to constantly be part of ‘the conversation’ or have time to be interacting with influencers all the time.

    I’m a faithful listener of For Immediate Release Podcast Series with Shel Holtz and Neville Hobson, and they’ve been discussing this on the last few episodes.

    Having observed this for a few years, it’s become very clear to me that the PR industry suffers the cobblers’ children syndrome. PR, an industry designed to help companies and industries have an improved reputation is inflicted with a bad reputation of their own. Why doesn’t the PR industry self promote their own value? Physcian, heal thyself! (I added this paragraph after I posted)

    As an industry analyst, here’s where I’ve noticed a difference between companies with PR and those who don’t:

    Ability to hire PR services is sometimes an indicator of maturity
    I’m mainly looking for briefings from companies that are ready for prime time. They are established, have a solid product, and are ready for adoption by Fortune 5000 enterprise companies. These companies don’t have time to deal with a startup that may not last the test of time, or have weak infrastructure. As a result, often established companies may have significant funding, or a revenue stream and thereby are able to afford a few thousand dollars a month for PR services. Having PR services is one indicator that a startup is beyond the garage (but not always)

    Outsource listening, but don’t replace –enhance
    Secondly, some PR folks at companies have an actual job to follow all the tweets and blogs posts of analysts (wow what a job, yikes), but they don’t just have to watch analysts but also, media, press, bloggers as part of their full time job. Since a lot of what we do (myself included) is likely noise to any specific person, the role of PRs job to listen makes them a valuable filter, who can bubble up key findings to the client. The only caveat being is that startups should of course monitoring and part of the conversation, you can’t completely outsource this.

    Sometimes, they have successful pitches
    Setting up meetings and the pitch. PR folks are professionals at pitches (granted, many of them are sub-standard) and going to be pitching to me, I’ve found that many who get me to respond know my coverage area (social networks, community platforms, applications, widgets) also pay attention to my schedule and know when to reach to me. Some savvy PR folks know that they can automatically submit to my weekly digest of social networking events –making their clients happy

    Benefit from refined communications
    Also, I’ve found that during briefings, companies that have PR services often do a better job at communicating to me. How is it different? The entrepreneur without professional communications help may often yammer about how great their technology is, or spend time sharing his passions. The entrepreneur who has professional communications help often focuses on business solutions, able to talk at the market level, and puts the value statement right up front. They’re trained, rehearsed, and more refined in presentations.

    Truly successful PR pros become –then lead– the community they represent
    Some PR folks have become their own hubs. What’s this mean? They should up to so many tech events, that they’ve developed real relationships with influencers regardless of who their client list is. There’s a handful in silicon valley you can identify at any event or party, they literally are “hubs” and people are constantly surrounding them. These folks throw their own parties (regardless of who their client set is) introduce folks (regardless of who their clients are) and are active members of the community, as a result, they are trusted, connected, and more effective with their relationships. I’m much more likely to respond to them as they are here for the long term, and I build a real relationship with them over the years.

    This is just my perspective, as one industry analyst, so you’ll have to do your own research on how to spend your marketing dollars. It is very important to note: no company, regardless of how busy they are, should completely outsource listening and talking to the market, they way I see this is PR is a competitive edge over those that don’t, or if your communication skills need improvement.

    Yesterday morning, I sent over an email to Todd Defren and Brian Solis, champions of the Social Media Press Release (which I’ve critiqued in the past) offering some suggestions.

    Recently, I’ve been receiving some press releases where the real important news isn’t in the leading paragraph. I had to hunt and read through the rest of the content (maybe that was their strategy) to find out what was really important. I sent an email back to the PR firm, suggesting that they get their writing funnel’ tightened up, I don’t have a lot of time, and most press releases get a quick scan –few get a deep read.

    If a PR firms is representing a company in the social media space, then they really need to make sure content is formatted to the medium where information is spreading fastest –for today, that would be Twitter. Twitter limits messages to just a short sentence, 140 characters to be exact, and encourages people to be on point and succinct. Go over to Todd’s blog to read more of his thoughts on the topic.

    Takeaway: If your market is in the social media space, press releases should have content summarized for 122 characters, and leave enough space for is.gd (a “tiny url” that’s composed of exactly 18 characters)

    Brands joining twitter
    It’s no coincidence that brands that are under public scrutiny from customers, competitors, and other social groups start to turn to the most vocal of all –right in the epicenter of dialog.

    Twitter is, for better or worse, a global chat room where honest, often vitriolic opinions are shared. With the recent public anointing of online support effort, Comcast Cares in New York Times “Griping Online? Comcast Hears and Talks Back” –it’s easy to see why corporation communications, and PR professionals are ready to embrace the dialog.

    Exxon joins the dialog, steps right into heat
    Next to join the fray is Exxon Mobile, announced in their first weet as: “Janet, one of a few Community Evengilist at ExxonMobil Corp”. The responses are mixed, but some asking the tough questions as they react, test, and push Exxon to see how they’ll respond.

    Immediately, Janet walks into a firestorm, publishing this rebuttal tweet over the Valdez spill: “@1WineDude, did you know that the Valdez spill wasn’t even one of the top 10 worst spills in history? Like the Nowruz Oil Field spill in ‘80“, a few in the community responded with bitterness, read the search results.

    You’ll also notice when you visit the Exxon Twitter account that Janet is directly and actively engaging with others, she @replies back at folks, responding to their queries, all a good practice.

    Internal revolutions
    Speaking with Josh Bernoff, or former colleagues Charlene Li and Peter Kim, we often hear about a group of employees that push the ‘corporate membrane’ sometimes without official sanctions, these folks tend to be customer-centric, and are willing to risk apologizing rather than asking for permission –an internal Groundswell.

    While I don’t know which group is responsible for this effort at Exxon, (likely Corp Comm, backed by PR firm) it’ll be interesting to see how they handle the many criticisms in their industry. As soon as Janet releases her full name, I’ll be sure to add her to the growing list of Community Managers at enterprise corporations.

    Twitter community should let Exxon get sea legs first
    When Dell launched their blogging programs a few years ago, I proposed a moratorium of a few days to let them get up to speed before bashing them into the ground. Why? I was sympathetic after having launched our blogging program at Hitachi, most critics aren’t aware of the internal struggles that happen for months or years from customer-centric revolutionaries.

    So, I encourage the community to let them get their operational feet grounded, and then prepare for the open dialog. By doing this, you’ll let them get running (internally and externally) then they are better prepared to handle questions, criticisms, and hopefully, eventually solve important issues. A good rule of thumb is to follow the Company-Customer- Pact which is printed out on my desk, which suggests rules of engagement for both parties.

    Many questions remain:

  • Is Exxon ready to make these important changes beyond discussing it in public?
  • Is this Community Team backed from the top, and ready for the long haul?
  • Is Exxon prepared to tackle the tough topics in a public forum?
  • Is this a PR cover-up, or a genuine desire to tell their story?
  • Who is Janet?
  • Will this effort impact the bottom line, or change public perception?
  • Every company makes mistakes, and I’m actually quite forgiving about it, what they do next is what will make or break me as a customer, and I have the habit of telling a few thousand people.

    I’ve been a customer of Dreamhost since I’ve had this domain and have had quite a few outages, and recently my blog was 403 (forbidden to others), as they forgot to fix all the settings when I moved to a dedicated server. Despite these hardships (which I’m willing to let go, you know I used to work at Exodus, a web hosting company) I’m sympathetic towards web hosts.

    Despite my willingness to forgive, I have a hard time when I feel like I’m being patronized when I received the following email:

    Hi jeremiah!

    Ack. Through a COMPLETE bumbling on our part, we’ve accidentally attempted to charge you for the ENTIRE year of 2008 (and probably 2009!) ALREADY (it was all due to a fat finger)!

    We’re really really realllly embarassed about this, but you have nothing to worry about. Please ignore any confusing billing messages you may have received recently; we’ve already removed all those bum future charges on your account (#198980) and fixed everything up.

    Thank you very very much for your patience with this.. we PROMISE this won’t happen again. There’s no need to reply to this message unless of course you have any other questions at all!

    To add insult to injury…

    Despite the misspelling (embarassed) what really caught me was the blame of a ‘fat finger’ (I subdued my original title for the post). That’s not the cause, and companies need to take accountability in a human, and up front way of what the problem was. Later, I discovered an apology and explanation blog post, entitled “Um, Whoops.” sadly, they used cartoons (Homer Simpson) and images from pop movies (as well as elsewhere on their blog) to back peddle. I don’t need language written in chat-room-type language, I expect professional and sincere communications. The Dreamhost status blog (is this run by a different group? it must be) provides the information in a succinct, yet sincere manner.

    While we complain about the cold heartless press release, I think the Dreamhost communications is a swing too far to the left, and recommend that we all find a place somewhere closer to the middle. I’d rather see pictures of the employees working on the problem (or live streaming) from the data center to demonstrate to me how professional they are working.

    This patronizing doesn’t get my sympathy, instead it makes me irritated.

    Social Media for Corporations: To build a better world
    I’m somewhat sympathetic to large brands launching social media programs, having done it at Hitachi, and I stayed close to Dell during their launches, but I’ll have to admit, Wal-Mart/Edelman have had two major failures and it’s current Facebook initiative isn’t going as one would hope.

    Situation
    For many of us social media folks, Wal-Mart is a case study for doing it wrong, from Astroturfing fake consumer blogs, to launching a MySpace clone that closed after 10 weeks, trust is certainly not there.

    All of the above is what I told Edelman folks who were reading my blog and interactive me in Facebook. They let me know that they are helping their client Wal-Mart launch a new blog, one that is to be transparent authentic, and written from actual Wal-Mart employees. I’ve seen a preview of this blog, which will be letting the buyers and purchasers of products speak directly to the world in a conversation.

    Wal-Mart’s newest Social Media Program: Checkout
    Although it’s not live, Wal-Mart’s latest blogging program will be called “Checkout”, I’ve seen the preview and it self-states that “This is a blog, simply, about a team of experts at Wal-Mart who have really cool jobs working with gadgets, wine, sustainability, fashion and more.”

    An Interview with Rand Waddoups, Wal-Mart’s newest blogger
    One of the bloggers Rand Waddoups contacted me this morning, we had a brief conversation, and I probed him to make sure he’s the real deal, you see, I’ve become a hopeful skeptic.

    I did some Google Searches on Rand, (interesting interviews on sustainability) it’s confirmed by others he is indeed a real employee, and he sent me an email as well.

    I learned that Rand, who’s based in Arkansas has been with Wal-Mart for seven years, and first started out as a purchaser for Ice, (not that exciting huh?) then moved into buying snacks and then moved into the sustainability role. Currently as the Senior Director of Strategy and Sustainability, Rand insists he doesn’t know all the answers to how a company can buy green products but wants the community to help him move forward.

    “Why Blog?”
    Why blog? I asked Rand, “I’m new to blogging, its going to be interesting, but the main reason is I want to do better at listening to the market and learn. Sustainability has to be answered, and although there are other ways to learn, this is one of the ways”

    “What concerns do you have?”
    I asked Rand what are some of his concerns (I reminded him in detail of previous failures) and his responded “I’m new to it”. I gave Rand some advice on how to listen, using that feedreader (attention Edelman, please train clients how to listen), and suggested they use media like video and images, as those are very human mediums, and the trust of Wal-Mart blogging programs has been tainted.

    Comments will be moderated by lightly moderated by Edelman staff, but just to weed out the nasties. Rand tells me his blog posts will not be filtered or reviewed, he can publish at will (a best practice), and he hopes to post twice a week.

    “How is this different than previous initiatives?”
    How is this different than previous social media efforts at Wal-Mart? I asked Rand, he comfortably responded that; “It’s an open conversation with people, its not about PR or Marketing, I want to better understand sustainability”

    Feedback from the Community
    As I wrote this post, I’ve asked my Twitter network (all 1000 of them) what they thought of Wal-Mart’s programs. I asked them to fill in the blank: “Wal-Mart’s social media programs are ________”

    By the time I finished writing this post the following responses came in:


    “… decided by executives who are too proud to let an outside consultant make *all* of the strategic decisions.”

    “I loved their blogging across America campaign (joke!)”

    “__disingenuous, insulting crap.”

    “fake”

    “….obviously social media programs.”

    ” Irrelevant to me.”

    “sad, not getting it, using old techniques in new media, unfortunate, a good example for me to use as what NOT to do in my book.”

    “Wal-Mart’s social media programs are nonexistent.”


    Although their responses are public on Twitter, I chose not to publish their names, they can choose to self identify in the comments.

    Summary
    Wal-Mart has had a series of failed or half-willed attempts at Social Media, their credibility has been tarnished, I’m honestly wishing them the best in this latest venture. I and many others will be watching and from the sidelines, at some point, I hope to start rooting for them too, I really do.

    Upon further inspection, Brian Solis has a guide on the SMPR, but sadly, I don’t see a very clear one sentence definition.

    How PR professionals should pitch bloggers

    At BlogHer07 there was a bit of a dustup from bloggers critisizing the PR industry, David Wescott was at the start of it.

    I really like what the folks at Ogilvy are doing in the Social Media space, John Bell, Rohit, and others have been very proactive in the social media space and are showing a lot of thought leadership. I’ve even worked with them, as we share some common clients.

    Ogilvy is building some rules of engagement, read The Ogilvy Blogger Outreach Code of Ethics . It’s a good effort in building an effective way for all parties to share information.

    I get pitched by PR folks very frequently, and it’s likely to dramatically increase in coming months. I get a lot of emails, and now facebook messages from PR professionals. Here’s a few tips on how to get me to get interested in your clients work. Don’t pitch me. Instead, get to know me, and build a relationship, leave comments on my blog, join the conversation. Find out what I’m interested in. Read my blog, examine the keywords, read the about page, my focus is on Web Strategy, find out what that means! I usually ignore the generic press release, it gets deleted quickly, consider a personal message. Consider not pitching a press release or announcement at all, why not point me to relevant blog posts from the client (non marketing ones) that I’d be willing to add to my blog. Always remember that I’m thinking of my readers first, so if the content is not going to help them, I’m not going to point to it –think backwards.

    I have a lot of friends in the PR industry, and at one point, was even considering joining a PR firm to help lead their social media programs. I have a lot more respect for this industry as I started to get more involved. So you know, I will glance at all of your emails, won’t respond to 99% of them, but will always treat you with respect.

    I know most of the “Community Managers” in Silicon Valley and beyond, many of them are my friends, I read their blogs, see them at events. A small group I help them to grow, and mentor them as Shel Israel did to me, so I know the Community manager role well.

    We also know that the Community Manager role is appearing at almost every company, (learn more about this role) and every PR firm is starting to have a division to focus on this area as well.

    This is a great list of questions that arm anyone that’s going into a role that requires them to be involved with social media. James Durbin has spent some time to help the job seeker make sure they don’t get into a firm or agency that asks them to do something un-authentic, awkward, or just boring.

    -How is success measured, and does that impact my income?
    -Does social media only imply online work, or does it include real life events
    -Will I have resources and time to attend industry conferences, workshops, and events?
    -How will I be encouraged to learn and stay on top of the fast moving curve in social media?
    -Important one: Will I be encouraged to make mistakes, hopefully so our clients don’t have to? (I’m fortunate to be a role where this is ok)
    -How much do you value social media in the future of communications?
    -How much freedom will I be allowed to craft out this new role?

    Brian Solis: How to Fix PR

    Apparently, I ticked off some PR folks (or least ruffled their feathers) in my recent post where I chimed in after Guy Kawasaki and Dave McClure on what’s wrong with PR. Steve, Mike, and others chimed into this interesting conversation. (over 100 people linked to Guy’s original post)

    For the record, I wasn’t trying to make anyone uncomfortable, but I simply wanted point out what I’ve learned in my experience on what will work in this new age where the community has taken control. Read carefully, I was demonstrating what the changes are, and the impacts that the web has had on agencies that have NOT adapted. If you are a PR pro that has adapted, then you have my complete support and that post was not written about your firm.

    Brian Solis provides 12 reasons on how to fix the issues that were complained about, I recently talked to him on the phone, and I know he spent an incredible amount of time thinking the issue over, it’s a must read.

    Here’s a summary of Brian’s suggesitons:

    1 – Understand first, what PR is and isn’t.
    2 – Don’t under value PR.
    3 – PR is not a switch.
    4 – In most cases, coverage doesn’t just happen.
    5 – Just because you created the product doesn’t mean you’re the best person to sell it.
    6 – Understand that PR is only an umbrella for the specific communications initiatives that will help you reach complementary, simultaneous goals.
    7 – No matter what industry you’re in, realize that the most popular blogs, newspapers, or magazines are only one part of the process.
    8 – Engage in social media. We live in a “social” economy and the only way to succeed in it, is to participate.
    9 – Support your PR program and feed it as you do any other branch of the company.
    10 – If you find a PR person that truly lives and breathes the company and the product, never let them go. They are a rare breed and deserve support and promotion.
    11 – Meet with your PR team regularly to communicate realistic goals and measure progress.
    12 – Agree upon metrics in advance.

    Update: Apparently nothing I said was new as Shel says this is the Annual Bashing of PR.

    I really like this piece from Jupiter’s Michael Gartenberg who gives some practical Lessons for Analyst Relations. For many corporate marketers, having excellent reviews and research done by Analyst firms helps the decision making process, especially with complex products and solutions that span multiple groups.

    In the last few years, a new role has emerged in the decision making process, bloggers (often normal customers or prospects that have an opinion about your product) can influence the decision and buying process.

    At Hitachi Data Systems as the Online Community Manager, I had an informal role to be responsible for Blogger Relations, I’ve reached out, built relationships, and even met them in real life. Microsoft IE team treats me like a blogger/analyst and has invited me to cover their beta and final release of their product. Now, at PodTech, I consult our Fortune 1000 clients on how to deploy Social Media. Here’s a crash course on Blogger Relations.

    Here’s a few tips to help you as you reach out to bloggers in your industry.

    1) Blogger Relations is often the role of many people in the company, a previous term we all know could be called customer relations. Same customer love, just some new tools a few rules.

    2) Bloggers may have first hand experience with your product, and may be more trusted than Analysts, Press, and your Marketers. Bloggers that talk about your products may be a customer or someone that has experience using your product. Sometime this could be different from Analysts who are not using your product. In the level of trust, it’s possible that prospects may trust someone who has first had experience very high. An Analyst may have authority in a particular subject. In many industries, this role is merging as bloggers become so knowable they become authorities. This is the case of Blogger/Podcast Martin McKeay in the security industry.

    3) Know your bloggers and know them well. I’m echoing Michael here, as you should really spend time reading a blogger in your industry before making contact, and especially before pitching to one. How do you pitch to a blogger? You don’t. It’s a very different approach. I get pitched several times a week, it’s easy to spot who reads me and who doesn’t, guess who gets the welcome.

    4) Provide multiple points of contact. As a Community Advocate/Manager (here’s some resources on becoming a Community Manager), your job is to listen to the market and line up the conversations with the right people in your company. You’re more of a traffic cop rather than a person can answer all the questions. Besides, it’s likely that you’re not an expert at every technical aspect of your product, find those that know and teach them to interact with bloggers in your industry using the same tools, or some of these responses that Nathan recommends.

    This one potential scenario plan is for a group of individuals in a corporate setting that agree that business blogging is important, (Although others may not agree) and need a plan to kickstart the process.

    Continue listening
    Use all listening tools, technorati, sphere, google blog search, google alerts, talkdigger, and other tools to listen to the voice of the customer. Really, really know what people are saying as when you blog, their voice will connect with your business blog. All though advanced techniques, think about all the things you’ll need to monitor. Also read ‘how to listen to the voice of the customer

    Seek High Level Sponsorship

    Socialize why the voice of the customer is so important, and why keeping your company in this conversation is important to stay relevent. Tell your upper management why this medium is helpful as it could save time if used correctly, has a long reach, and is very low cost. Make an agreement for at least 6 months support for a trial program –and you’ll benchmark the success.

    Understand the Two-way Medium
    Take a look at the tools, perhaps setup a practice blog (on a different subject) and get to know wordpress or movable type/typepad. Learn how trackbacks, comments, RSS, feedreaders all work. It makes sense to setup a practice blog as this is a dialogue, not only a diary.

    Selecting the right bloggers
    For many companies, allowing all employees to blog is not a reality. I already wrote about how to select the right corporate blogger, I would suggest that you have a ‘testing’ process where blog hopefuls will email proposed blog text once a week for a month. I’ll bet the wash out rate is 50% due to time, writing style, and commitment. (Edit: Brian and I just had a conversation, and in the long run, I believe all employees will be allowed –as the next generation of workers will be blogging before we hire them. Companies that don’t allow blogging will have a difficult time hiring)

    Prepare Tools
    In the meantime, your web technical team should be selecting the right tools, preparing to setup analytics, technorati, and feedreaders, and provide training for the bloggers.

    Kickoff

    Kickoff the business blog, not with a lot of fanfare, but quietly. Let is build organically and naturally with your community.

    This video caught my eye of Steve Rubel discussing how PR and Marketing and Media folks are now engaging in Second Life. I’ve played with Second Life and still see it as emerging –haven’t touched in a while, may return later. It’s still interesting how Steve mentions how PR is not about controlling the message, but being involved in a dialogue –give up some control to gain a lot more. The same practice he’s applying to second life is what he preached about blogging.

    There are so many websites/mediums to explore, it’s simply difficult to see them all. Don’t know what Second life is? Start here –or listen to my tour. Steve Rubel is one of the top PR bloggers in the world and works at the famous Edelman PR firm –he has a blog called Micropersuasions that is a ‘must-subscribe’ if you’re in that industy.
